Bark & Purr — Front Desk / Reception Training Guide
v1 · built 2026-08-14 · For Compass / Bridge staff login. Companion to the Groomer and Bather training docs (same repo, built in parallel). Internal staff document — not a customer-facing surface.
How to read the badges:SOURCED = drawn from an internal repo doc or a verified external source (cited) ·
JUDGMENT-CALL = a reasonable inference, not from a specific document — treat as a starting point, adjust with real front-desk experience ·
SINGLE-SOURCED = only one credible external source found for this specific claim
1 · Answering the Phone — Brand-Standard Scripts ↑ top
Voice reference: brand/brand-direction-docs/brand-voice-consistency.md. SOURCED — required terms (PAWrents, sPAW Day, Zen Den, Tranquil Tail Grooming™), forbidden words ("quick," "fast," "just," "pet parent," "reach out"), and the four voice anchors (seen / unhurried / specific / playful) all pulled directly from that file.
Script A — New-Customer Inquiry Call
FD: "Bark & Purr, this is [Name] — thanks for calling the Zen Den!"
Caller: "Hi, I've never brought my dog to you before — do you have anything open this week?"
FD: "We'd love to see you both. Tell me about your pup — what's their name, and what breed or mix are we working with?"
Caller: "Her name's Daisy, she's a goldendoodle, pretty overgrown right now."
FD: "Daisy sounds like a great candidate for our Full Zen Groom — that's the full package with a bath, cut, and finishing touches. Since it's Daisy's first sPAW Day with us, I'll also flag her for a little extra settle-in time so she's comfortable. What day works best for you?"
Caller: "Thursday morning if possible."
FD: "Let me check... I have 9:30 Thursday with [Groomer]. I'll get Daisy's info in the system now — can I grab your name and best number?"
Anchors used: seen (asks the pet's name first), unhurried (no "quick" language), specific (names the package by its real name).
Script B — Existing Client, Question About an Appointment
FD: "Bark & Purr, this is [Name]."
Caller: "Hi, it's Maria — I just wanted to confirm Pumpkin's appointment is still on for tomorrow."
FD: "Hi Maria! Let me pull that up... Pumpkin is on the books for tomorrow at 10am with Julia — Full Zen Groom. We'll text you a heads-up that morning too."
Caller: "Perfect, and can you add nail grinding this time?"
FD: "Absolutely, I've added nail grinding to Pumpkin's visit. Anything else you want us to know before tomorrow — any style asks?"
Script C — Scheduling / Rescheduling Call
FD: "Bark & Purr, this is [Name] — how can I help?"
Caller: "I need to move Bruno's appointment — something came up Friday."
FD: "No problem at all — let's find something that works. I have Monday at 1pm or Tuesday at 9am with the same groomer Bruno saw last time. Either of those work?"
Caller: "Monday's good."
FD: "Great, Bruno's moved to Monday at 1pm — same groomer, same package. We'll send a confirmation text. See you both then!"
Difficult-news variant (e.g. no same-groomer slot available): keep the "direct + warm, playfulness retracted" tone per the brand-voice tone-flex table — state what's available plainly, then offer the human option ("or I can call you if something opens up sooner").
JUDGMENT-CALL unless otherwise tagged — standard hospitality/reception practice adapted to B&P's brand voice and the confirmed Compass check-in flow.
Warm Greeting
Greet the PAWrent by name if you know it — check the arrivals list before they walk up so you're not guessing SOURCED — ROLECARD_FrontDesk.md: "greet them by name and talk to the puppy"
Say the pet's name and talk to the pet directly, not just the person — this is the brand's "seen" anchor in action SOURCED — same role card
Make eye contact, smile, come around the desk if the lobby is quiet enough to allow it
Confirming Appointment Details
Confirm the service booked out loud ("You're here for Daisy's Full Zen Groom with Julia") — catches mismatches before they become a problem later
Confirm breed + weight at this step — this is a hard system requirement, not optional small talk SOURCED — ROLECARD_FrontDesk.md: "Profile verification... confirm breed + weight (this auto-pushes size class to MyTime — sets the 3hr/4hr promise clock, so get it right)"
Ask for the style ask in the PAWrent's own words and write it down verbatim — this is the only record the groomer gets of what was promised SOURCED — ROLECARD_FrontDesk.md: "FRONT DESK note = parent requests at check-in... This is the ONLY place the client's actual request gets recorded"
Reading the Pet's Comfort Level
Watch body language on the way in: tucked tail, flattened ears, pulling backward, excessive panting, whale eye (whites showing) are all stress signals worth noting SINGLE-SOURCED — Pawlicy Advisor, "Preparing For Aggressive Dogs At The Vet"
A relaxed, curious pet can usually go straight to the waiting area or even the bather/groomer if the schedule allows
A visibly stressed pet is often better served with a shorter lobby wait — check in fast, keep the visit brief, and route them back sooner rather than parking them in a busy lobby SINGLE-SOURCED — AAHA Canine and Feline Behavior Management Guidelines, "Handling anxious or reactive patients" (vet-clinic-specific, adapted for grooming context)
Directing Appropriately
Calm pet, normal wait: waiting area is fine
Anxious or reactive pet, or another dog already in the lobby: flag it and route straight back if a groomer/bather is ready — don't let two stressed animals share a small lobby JUDGMENT-CALL, informed by the AAHA source above
Either way — Check In on the Day Board first so the card opens and the clock starts SOURCED — CHECKLIST_FrontDesk_20260709.md
Original diagram, built for this doc. Not a screenshot of any system.
Steps referenced are SOURCED to ROLECARD_FrontDesk.md and CHECKLIST_FrontDesk_20260709.md; the dialogue phrasing itself is JUDGMENT-CALL, built to brand voice.
Check-In Script
FD: "Hi Maria, hi Pumpkin! You're here for the Full Zen Groom with Julia today, right?"
PAWrent: "Yes, and can you make sure they don't cut her feet too short this time?"
FD: "Got it — I'm noting that now: 'don't cut feet too short.' Anything else for Julia to know?"
PAWrent: "No, that's it."
FD: "Perfect, I've got her checked in and her weight confirmed at 42 lbs, so we're on the 3-hour window today — we'll text you when she's ready."
System steps happening here: Check In → Profile verification (breed/weight) → Front Desk note (verbatim style ask) → blade selection if applicable.
Check-Out Script
FD: "Maria! Pumpkin had a great sPAW Day — she did so well with Julia today."
PAWrent: "Aw, good to hear! What do I owe?"
FD: "Today's total is $[amount] — that includes the Full Zen Groom plus the nail grind add-on Julia noted. Would you like to go ahead and book Pumpkin's next visit while you're here? A lot of our regulars like to lock in the same slot every 6 weeks."
PAWrent: "Sure, same time next month works."
FD: "Done — you're on the books. Here's Pumpkin, all set. See you both soon!"
System steps: enter any price adjustments/fees added by bather/groomer → Check Out → Picked Up. SOURCED — ROLECARD_FrontDesk.md / CHECKLIST_FrontDesk_20260709.md
Check-Out — Unpaid / Payment Issue Variant
PAWrent: "I actually left my wallet at home — can I pay you back tomorrow?"
FD: "That happens! Let's get you set up — I can take a card over the phone, or you're welcome to swing by tomorrow. Which works better?"
If truly unresolved at pickup, flag the card as checked-out-but-unpaid per the Compass/Master-view convention rather than letting it go untracked. SOURCED — StaffTools_Operating_QA_Training_Guide, §4b "Check Out · Mark Paid... flags 'checked out but NOT paid'"
4 · Special Behavioral Situations — Front-Desk Angle ↑ top
External guidance below is two-source-verified where marked SOURCED; single-source items are flagged.
Geriatric Pets
Give extra time getting in/out of the car and across the lobby — don't rush an older pet on slick floors
Ask the PAWrent directly about mobility, hearing, or vision limits so it can be passed to the groomer/bather JUDGMENT-CALL
Note any of this in the Front Desk note field alongside the style ask, since that's the one place the groomer will read SOURCED — ROLECARD_FrontDesk.md
Anxious / Nervous Pets
Speak in a calm, steady tone — stress transfers from handler to pet, and a calm front desk voice helps set the tone for the whole visit SOURCED — confirmed independently by EMi Pet ("Helpful Tips for Grooming Anxious Dogs") and Barnworld ("What techniques are effective for reducing stress during grooming?")
Reassure the PAWrent, don't just reassure the pet — anxious PAWrents visibly transmit anxiety to their pet in the lobby, so calming the human is part of calming the animal JUDGMENT-CALL, extension of the sourced principle above
Sample reassurance language: "She's in good hands — [Groomer] works with nervous pups all the time, and we'll go at her pace."
Keep first-time or anxious pets' lobby wait short where possible SINGLE-SOURCED — AAHA Behavior Management Guidelines
Aggressive / Reactive Pets
Aggression is very often rooted in fear, not dominance — treat it as a stress signal to manage, not a discipline problem SOURCED — confirmed independently by I Love Veterinary ("Handling Aggressive Animals In The Clinic") and Pawlicy Advisor ("Preparing For Aggressive Dogs At The Vet")
If a pet shows warning signs at check-in (growling, stiff body, whale eye, snapping), don't force closer contact — keep a physical buffer, avoid direct eye contact and looming over the pet, and calmly get the assigned groomer/bather to lead the handoff SOURCED — same two sources above
Flag the behavioral note in the system so the groomer/bather sees it before hands-on contact — this is the front desk's single most important job in an aggressive-pet situation JUDGMENT-CALL, applying the confirmed "FD note is the only record" principle from ROLECARD_FrontDesk.md to this scenario
If the lobby has another animal present, separate them — ask the second party to wait outside or reroute one pet straight back SINGLE-SOURCED — AAHA Behavior Management Guidelines
De-Escalating a Concerned or Upset PAWrent
Show empathy first, explicitly — naming that you understand the concern builds trust before you problem-solve SOURCED — confirmed independently by Groomer to Groomer magazine ("Keep Calm and Groom On: Dealing with Difficult Cat Clients") and I Love Veterinary
Stay calm and professional regardless of the PAWrent's tone — matching their energy escalates it SOURCED — same two sources above
Be honest about limitations and offer a real alternative rather than over-promising SINGLE-SOURCED — Groomer to Groomer magazine
Brand-voice note: this is the "difficult news" tone-flex — direct and warm, playfulness dialed back, never a customer-service apology stack ("thank you for your patience," "we apologize for the inconvenience" are explicitly forbidden phrases) SOURCED — brand-voice-consistency.md §4 Forbidden Patterns
5 · PAWrent Communication — Pickup Conversations ↑ top
Framing per Linda: reinforce that the pet had a loving, enjoyable "spa experience." JUDGMENT-CALL phrasing built to the brand-voice anchors (seen / unhurried / specific / playful) and package names locked in brand-voice-consistency.md.
Sample Pickup Phrases
"[Pet] had such a good sPAW Day today — [Groomer] said she was a total sweetheart the whole time."
"You can tell [Pet] is feeling herself — look at that strut!"
"[Groomer] mentioned [Pet] really settled in once the bath started — she was totally relaxed."
"We'll see you both again in [timeframe] — [Pet]'s already on the books."
Do / Don't
Do name something specific the groomer/bather actually reported — specificity is one of the four voice anchors, and it reads as more genuine than a generic "she did great"
Do use the pet's name, not "your dog" or "your cat"
Don't say "pet parent," "pet owner," or "just" — all forbidden in brand voice SOURCED — brand-voice-consistency.md §4
Don't rush the pickup moment with "quick" or "fast" language — the brand voice explicitly protects an unhurried close SOURCED — brand-voice-consistency.md §4

The Two Tools Front Desk Touches
Compass (compass.html) — the manager/admin command surface. Front desk uses it primarily to clock in/out and check the day's roster and notes.
Staff Day Board (staff.html) — the daily floor tool front desk lives in during a shift: arrivals list, the per-pet workflow card, capacity view.
What Front Desk Actually Does In the System, In Order
Clock in on Compass at the start of shift
Open the Staff Day Board and check today's arrivals against staffing
Per appointment: Check In → confirm breed/weight (profile verification) → enter the Front Desk note (style ask + blade) → mark pre-shave if blade is above a #5
At pickup: enter any price adjustments/fees added by the bather or groomer, then Check Out → Picked Up
End of shift: confirm every pet that left today is tapped through Picked Up, then clock out
Hard Rules to Know
The Front Desk note is the only place the client's actual verbal request gets recorded — if it's not written down, the groomer doesn't know what was promised
Profile verification (breed/weight) drives the service SLA clock (3 hours for small/medium, 4 hours for large/XL) — get it right at check-in, not later
"Tap it, and it's the record. If it's not tapped, it didn't happen — as far as the board can see." Forgot a step? Backfill it late with a quick "why late" note rather than skipping it
Flagged, not guessed: this section deliberately stays high-level. The source docs describe controls and workflow steps in words, but this writer has not seen live screenshots of the current Compass/staff.html build to confirm exact button placement, screen layout, or current visual state. Follow-up needed: a screenshot-based walkthrough pass to add visual step-by-steps to this section before it goes live for new-hire training. Known system gaps as of the source doc's date (2026-06-24) — e.g. the "Help?" link on the Welcome Board is dead, some counts are still pending MyTime reconciliation — are documented in that source and should be rechecked before this section is finalized.
